Many changes have occurred within the industry and increased regulations have driven up cost for the industry. The attacks on 9/11 left the industry in shock when planes were used in terrorist attacks in the United States. These attacks changed the mentality of the industry and shifted the focus towards safety. Safety was also a major concern in the industry with the breakout of SARS in 2003 and the H1N1 flu in 2009. The airlines had to ensure that public health and safety of the travelers were their main priority. In an extremely regulated and thus relatively uniform industry such as the commercial airline industry, the successful airline is the organization which sets itself apart from the competition. Within an industry that requires customer planning to interface with flight schedules and security measures, a major operational aspect which can aid an airline in gaining an edge on the competition is customer service. The effective consumption of air travel (finding flights, buying tickets, getting through the airport, boarding a plane, and finally reaching the final destination) is not the same simple consumer –supplier relationship that the consumer experiences in a trip through the Wal-Mart checkout counter; the nature of air travel makes the interaction between the airline and the customer very complex. Almost every facet of the complex relationship between the airline and customer can generate a large amount of stress for the consumer; consumers find poor customer service in the face of tight travel deadlines and paid for travel plans that did not necessarily go as intended extremely frustrating.…

The issue of professionalism and responsibility in the airline industry has been in focus recently due to some recent events like the Northwest pilots flying past their destination airport, in-flight breakdowns and rants by pilots and flight attendants, and airline mergers. I feel that sometimes media speculation exaggerates the issues presented to society and highlights mistakes where the public gets the impression that these types of incidents and errors are taking place daily. The reality is that safety measures are an integral part of an airline worker’s training and major errors or incidents occur rather infrequently. At the same time, another reality is that a mistake made by an airline employee, whether pilot, technician, or air traffic controller runs the risk of being fatal and this is where the attributes and ethics of an individual come into play.…

Unlike consumer goods such as mobile phones, airline transportation cannot be measured, tested and verified in advance to assure quality. What is being sold to consumers is merely a performance and hence the criteria for measurement would be complex and would not be precise. Services that involve a high labour content are known as heterogeneous in definition means that the performance varies from customer to customer and day to day. The quality of interactions between people will vary from a daily basis and cannot standardised to ensure uniformity the way quality of goods that are produced in manufacturing company’s can. Finally the quality of the service occurs during service delivery when the interaction between customer and provider takes place. Only customers are able to judge quality of service.
